OpenAI Presence Turns Agent Products Into Change Management
OpenAI Presence is a product-management signal because it moves agents from prompt demos into managed service design: channel consistency, evaluations, guardrails, human approval, and change control.

OpenAI Presence is not interesting because it puts an agent in a support channel.
That is now table stakes.
The useful product-management signal is the operating wrapper around the agent. OpenAI's 22 July 2026 launch post says Presence is available for voice and chat agents and is built for customer and internal workflows. OpenAI's Presence business page describes trusted AI agents that work across customer channels and internal workflows, with evaluations, guardrails, and human approval governing every change. It also describes channel consistency across voice and chat, while letting teams decide what stays consistent and what changes by workflow.
That is the product lesson.
An agent product is not a prompt with a channel attached. It is a change-management system.
The Short Answer
AI-agent product managers need to own the change loop, not only the launch. The product surface has to connect policy, evaluation, escalation, approval, analytics, and release control before the agent is allowed to improve itself in front of customers.
If the product team cannot answer who approves behavior changes, the agent is not production-ready.
The Launch Is The Easy Part
Most teams can produce a convincing support-agent demo. The agent greets a customer, reads context, answers a question, and maybe triggers a workflow.
The demo hides the real product problem.
What happens when the policy changes? What happens when a customer asks for an exception? What happens when a workflow is safe in chat but risky over voice? What happens when the agent learns from a pattern that compliance would reject? What happens when the support team wants a faster resolution but risk wants another approval step?
Those are product decisions, not model decisions.
Presence makes that visible because it frames agents around consistent policies, evaluations, escalation rules, guardrails, and approved actions. OpenAI also describes its own support deployment as handling open-ended requests, verifying callers, using account context, and taking approved actions. The public page says it now resolves 75% of inbound issues without human assistance and reduced human handoffs by 15 percentage points in 10 days in that launch context.
Those numbers are useful, but they should not become the whole story. The more important question is what control system made those numbers acceptable.
The Product Spec Needs A Control Layer
For a support or workflow agent, I would write the product spec in two parts.
The first part is the customer journey: channels, intents, authentication, account context, language, escalation, resolution, and follow-up.
The second part is the control layer: what the agent can see, what it can say, what it can do, what it must ask a human to approve, what gets logged, what gets evaluated, and what triggers rollback.
That second part is where most product teams are weak.
In payments, the distinction matters. An agent that explains a transaction status is useful. An agent that changes a refund, releases funds, modifies a risk limit, or answers a regulatory complaint needs much tighter control. The product manager has to define the boundary in observable terms.
The boundary should not say "human review when risky." It should say:
- refund above a defined amount requires approval;
- account closure advice requires escalation;
- identity or fraud signals cannot be disclosed;
- payment-status answers must cite the system state used;
- complaints and legal language route to a trained queue;
- policy changes ship only after evals pass.
That is product work.
What Changes After Launch
The uncomfortable part of AI-agent product management is that the product changes after launch. It changes through prompts, retrieved content, policy configuration, workflow tools, escalation thresholds, model behavior, and human feedback.
If those changes do not go through a product loop, the agent becomes a quiet shadow system.
The loop I would use has five gates.
Intent gate: which customer intents can the agent own this month?
Action gate: which actions are read-only, draft-only, approval-required, or fully automated?
Evidence gate: which sources can the agent use, and what must it show in the log?
Evaluation gate: which tests must pass before a behavior change ships?
Rollback gate: who can pause an intent, tool, or channel when quality drops?
That is a small governance model, but it is enough to keep product velocity and control in the same conversation.
Metrics That Beat Demo Applause
For an agent product, I would not lead the review with containment alone.
Containment can improve for bad reasons. The agent may be overconfident. It may block escalations. It may solve easy tickets while mishandling complex cases. It may make customers feel trapped.
The scorecard should include:
- resolution rate by intent and channel;
- human handoff rate by reason;
- first-contact resolution;
- customer correction rate;
- approval-request volume;
- human edit rate on drafted actions;
- policy-violation rate from evaluations;
- rollback count and time to rollback;
- repeat contact rate after agent resolution;
- downstream complaint or chargeback signals where relevant.
In fintech, I would add fraud, disputes, and compliance exceptions to the scorecard before calling the agent successful.
The Product Manager's Decision
The product manager has one practical decision to make: is the agent a service feature or a service operator?
A service feature can answer, summarize, retrieve, draft, and route. A service operator can take approved actions in the customer's workflow.
Those are different products.
Presence pushes teams toward the second model, which is where the value is. It also raises the bar. Once an agent can use account context and take approved actions, product leaders need release discipline that looks closer to payments operations than chatbot design.
That is why this matters for Rizwan's audience. The teams building AI into fintech, support, and operations will not win by adding an agent label. They will win by turning agent behavior into a governed product loop.
The next useful question is not "Can the agent answer?" It is "Which approved action can the agent take, what evidence is logged, and who can stop it when the evidence changes?"
